AI chatbots emerge as banks’ new helpdesks

Survey shows digital support expanding as human judgment remains essential

MUMBAI, June 16 (The CONNECT) – Indian banks are increasingly turning to artificial intelligence-powered chatbots to handle routine customer interactions, with institutions moving beyond pilot projects and embedding automation deeper into their customer service operations.

Customer support functions such as answering frequently asked questions, processing service requests and managing high volumes of standard queries are emerging as the primary use cases, while human intervention continues to play a critical role in complex and security-sensitive scenarios.

The findings are based on a recent survey by Kapture CX of banking and customer experience professionals, which examined where AI chatbots are delivering the greatest impact and how much customer workload they can manage without human assistance.

According to the survey, 60% of respondents said customer support and FAQ management have seen the biggest transformation from AI chatbot adoption.

Industry executives say the results reflect the predictable nature of many banking interactions, including queries related to account balances, branch timings, transaction limits, interest rates and product information.

Account servicing requests, including address updates, statement requests and service modifications, ranked second, with 20% of respondents identifying the function as a key area of impact.

Loan and credit card assistance accounted for 12%, indicating that customers still require more personalised support for issues such as disputed charges, eligibility checks and complex financial products.

Fraud alerts and verification recorded the lowest perceived impact at 8%, underscoring the banking sector’s cautious approach toward automating high-risk functions where errors could undermine customer trust.

The survey also found growing confidence in chatbots’ ability to operate independently.

While 34% of respondents said chatbots can currently resolve less than a quarter of banking queries without human support, 16% estimated that AI systems can handle between 25% and 50% of interactions.

Another 25% said chatbots can independently resolve between 50% and 75% of customer queries, while an equal proportion believed AI can already manage more than 75% of interactions without human involvement.

Taken together, half of respondents said AI chatbots are capable of handling more than half of customer banking queries autonomously.

“The data reflects something we are seeing consistently across our banking clients,” said Sheshgiri Kamath, chief executive officer and co-founder of Kapture CX.

“The shift is not just about volume containment anymore. Banks are moving toward AI-led engagement as a core part of their customer experience strategy, not a supplementary layer. The institutions seeing the strongest results are those treating their chatbot not as a cost-saving tool but as a frontline experience layer,” Kamath said.

The findings suggest that while banks are accelerating chatbot adoption to improve response times and reduce operational costs, most continue to retain human oversight for decisions involving fraud detection and customer security.

As natural language processing capabilities improve and customers become more comfortable with digital interactions, banks are expected to increase the share of queries handled autonomously while maintaining human involvement in areas where trust and judgement remain critical.
